Why E-commerce Brands Are Losing Customers at the Doorstep

A new survey of 1,954 US shoppers reveals that delivery quality now outweighs product loyalty, with three-quarters of consumers stating that a smooth arrival experience is the primary driver for repeat business, effectively turning the final mile into a critical make-or-break moment for modern retail brands.

The research from Veho dismantles the long-held industry belief that delivery is merely a logistical cost to be minimized. Instead, the data suggests that consumers view the act of receiving an order as an inseparable part of the product itself. Nearly half of all respondents now equate the importance of delivery satisfaction with the quality of the item purchased, and over a quarter claim that the delivery experience carries more weight than the product itself. This shift has turned logistics into a competitive weapon; 54% of shoppers have initiated a first-time purchase specifically because of the delivery options presented at checkout.

Negative experiences carry heavy consequences for brand reputation. When a package is delayed or fails to arrive, customers rarely blame the courier—they blame the retailer. The fallout is significant: 40% of shoppers have permanently defected from a brand due to a lost package, while 33% have done the same over late deliveries. The pressure on retailers to deliver is not just financial but deeply emotional, with some shoppers reporting lost sleep or even distress over failed deliveries. As the market evolves, consistency and control have emerged as the new benchmarks for success, forcing brands to rethink their final-mile strategies or risk losing their most valuable customers to competitors like Amazon or Walmart.
