Working alongside partner Concentrix, Currys has consolidated its service environment to handle nearly six million annual interactions across the UK, South Africa, and India. The platform captures and transcribes every touchpoint, providing the retailer with granular data on service friction and customer needs. This transition has allowed the company to deploy new engagement channels in weeks rather than months, enhancing overall operational agility.
Performance metrics following the migration highlight the impact of the shift. First contact resolution has climbed to nearly 80%, while the contact-to-order ratio dropped to 0.18. Within the main business, the retailer achieved a six-point increase in Net Promoter Score (NPS) during the initial rollout, with specific service areas seeing complaints halved over 18 months. Chris Stroud, Director of the Customer Management Centre at Currys, noted that the unified view allows for faster issue resolution and more personalized service, providing a scalable foundation for future retail experiences.
